What stops it from making things up?
Grounding, by design. The agent answers only from knowledge sources you approve - your docs, policies, FAQs, and price lists. When a question falls outside them, it says it does not know and routes to a human, instead of improvising. We test the refusal behaviour on hard cases before launch, and the launch itself is supervised with human review on early conversations.
Can it actually do things, or just answer questions?
It can act, within limits you set. Actions like order-status lookups, booking changes, and ticket creation are individually allow-listed, bounded, and logged. The agent has no general access to your systems - it can only do what you explicitly permitted, and you can see every action it took.
What happens when a customer wants a human?
They get one. Escalation triggers fire on customer request, sensitive topics, negative sentiment, or repeated failure to answer, and the conversation moves to your team with a summary and the full transcript attached.
